What does Zoho Desk already tell you about knowledge?
Zoho Desk gives support teams solid built-in reporting:
- Reports and dashboards on ticket volume, status, response and resolution times, by department, channel and classification.
- Knowledge base analytics on articles: views, likes and dislikes, and reader feedback.
- Help centre self-service, where requesters search and read articles before raising a ticket.
- Zia, Zoho's AI assistant, which can suggest relevant articles and help agents work through tickets.
With these, a support lead can see that volume is up, that one classification is slow to close, and which articles get the most views. Those are the right starting questions. The next one is harder: which requests keep arriving because the knowledge base has no answer for them?
Where does native reporting stop?
Each native signal sees part of the picture:
- Article analytics only cover existing articles. A dislike shows an article let someone down. Nobody can dislike an article that doesn't exist, so the biggest gaps are silent.
- Classifications are broad. A classification describes the area of a ticket. It rarely says which specific question went unanswered, and a busy agent picking a value from a list adds noise.
- Self-service search shows what people typed. It misses every requester who gave up and raised a ticket, and every agent who answered from memory. We explain this limit in failed searches vs knowledge gaps.
- Suggestions depend on content. Zia can only suggest articles that exist. When none fits, it offers the closest one, which may not answer the question.
Finding gaps means joining the two halves Zoho Desk keeps separately: what requesters asked in tickets, and what the knowledge base contains.
How does gap detection connect to Zoho Desk?
The connection uses Zoho's own sign-in, with read-only permissions:
- Click Connect under Service connections. Knowledge Quest hands you to Zoho's sign-in page.
- Sign in with a full Agent account in Zoho Desk and approve the requested permissions. Light Agent accounts and admins without an Agent licence can't complete the connection, so use a full Agent.
- Choose a department for this knowledge area. One department maps to one knowledge area.
- Check the field mapping, then import categories (see the next section).
- Backfill historical tickets so the first ranking has months of evidence to work from.
The permissions requested are read-only: tickets, contacts, basic organisation details, settings and knowledge base articles. Knowledge Quest can't create, edit or close anything in Zoho Desk. There is no app to register and no API key to manage.
Zoho Desk limits API use with a daily credit budget for each organisation. Knowledge Quest shows your remaining credits as a budget bar on the sync status panel and backs off automatically as you approach the limit, so ticket sync doesn't compete with your other Zoho integrations.
Why does the category field matter?
Zoho Desk is flexible about where category data lives. Some teams use the built-in classification picklist with a path such as Platform::Billing::Refunds. Others use a custom picklist field, or the older flat category field. If a gap tool reads the wrong field, every ticket lands in "uncategorised" and the topic view is useless.
Knowledge Quest reads categories through a field mapping you can see and change. The default suits most organisations: the classification picklist, with :: separating each level of the path. If your team stores categories elsewhere, you add a fallback that points at the right field and choose how to split it, then import categories again. Subject and description mappings are configurable too, though they rarely need changing.
Getting this right means gaps roll up into the categories your team already recognises. Over time, the requests themselves show where those categories no longer match how people ask, and the taxonomy can be adjusted to fit the evidence, as described in building a taxonomy from conversations.
How is your Zoho Desk knowledge base used?
A gap is only real if your knowledge base doesn't already answer the question. So Knowledge Quest syncs your published Zoho Desk articles in, with their categories, and checks every ticket against them. The sync runs on a schedule and picks up new and changed articles, so matching always reflects what is live in Zoho Desk today.
For each request in a ticket, the Knowledge Gap Evaluator retrieves candidate articles, compares them side by side, and decides whether one answers it. If none does, the request becomes a gap, recorded with the candidates considered and a confidence score. You can open any gap and read the tickets behind it.
Having your articles in one place also lets the six content health checks run across your whole knowledge base: brand alignment, readability, validity, duplicates, contradictions and complexity. Two articles giving different answers to the same question create repeat tickets as surely as a missing one.
Gaps are ranked by impact: tickets affected, weighted by how often they escalate, how long they take to resolve and how often they reopen. The knowledge gap analysis guide sets out the ranking in more detail, and the cost of a knowledge gap shows how to price a gap with your own cost per ticket.
How does a gap become a published article?
- Draft from the evidence. Knowledge Copilot writes the new article or update from the tickets that exposed the gap. Requesters' own words shape the title and symptoms, and the resolutions agents reached shape the steps. Every statement links to its source ticket.
- Check and approve. The quality checks run on the draft, and your knowledge owner reviews and approves it.
- Publish in Zoho Desk. Your team publishes the approved article in your Zoho Desk knowledge base, where Zia, the help centre and agents already look.
- Confirm the match. On the next sync the published article comes back into Knowledge Quest, and new tickets on that topic are matched to it.
- Measure. Watch ticket volume, escalations and reopens on the topic. If they fall, the gap is closed.
Keeping publication inside Zoho Desk means your existing approval process, help centre layout and permissions stay in charge of what requesters see.
What does a 30-day Zoho Desk pilot involve?
The 30-day read-only pilot is the fastest way to see what your tickets reveal. You click Connect, pick a department, and Knowledge Quest reads your ticket text. Within 30 days you have your top 20 knowledge gaps, ranked by impact, with the tickets behind each one. Nothing is written back to Zoho Desk. Running Freshservice as well? The same pilot works there.
Through the pilot, briefs summarise what changed overnight, which ticket clusters need attention and where volume, escalations or reopens are rising, with every number checked against your ticket data. Kai, the grounded analyst in Knowledge Quest, answers follow-up questions and cites the tickets and articles behind each answer.
Zoho Desk stays your help desk and your knowledge base. Gap detection makes sure the knowledge in it answers what requesters are raising. That is how you make your Zoho Desk knowledge first class.
Frequently asked questions
What permissions does Knowledge Quest ask for in Zoho Desk?
Read-only access to tickets, contacts, basic organisation details, settings and knowledge base articles. It doesn't request permission to create or change anything in Zoho Desk.
Do we need to register a Zoho app or create an API key?
No. You click Connect, sign in to Zoho with an account that holds a full Agent licence in Zoho Desk, and approve the permissions. There is no client ID, secret or redirect address to set up on your side.
Will it use up our Zoho Desk API credits?
It uses some, within limits. Zoho Desk gives each organisation a daily API credit budget. The sync status panel shows how much remains, and Knowledge Quest backs off automatically when you approach the limit.
We have several Zoho Desk departments. How are they handled?
Each department maps to its own knowledge area, so tickets from IT support are checked against IT articles and tickets from customer support against customer articles, with gaps reported separately.
Can we revoke access later?
Yes. Disconnect in Knowledge Quest stops the sync and keeps the history. You can also revoke the connection from your own Zoho account settings at any time.
